Key concepts: Amazon Connect Historical Metrics

  • Occupancy – the share of an agent’s available and on-contact time that was spent actually handling contacts. Very high occupancy for long periods leads to burnout; very low occupancy means overstaffing.
  • Agent online time vs on-contact time – online time is everything the agent was logged in; on-contact time is only the time spent on calls, chats or tasks. The difference is idle, break and other non-productive time.
  • Non-productive time – time in custom statuses such as Break, Lunch or Training. Tracking it by status shows where agent time goes outside customer work.
  • Agent hierarchy reporting – grouping agents into levels such as site, team and supervisor so the same report can be read at every level of the organisation.
  • Comparing intervals – supervisors compare the same metric across days or weeks to spot trends, for example AHT creeping up after a new product launch.
  • Scheduled reports – historical reports can be saved and scheduled to run automatically and land in an S3 bucket as CSV files for further analysis.
